The talk in brief
Most organisations don't fail at AI in customer experience because they picked the wrong platform. They fail because they repeat a pattern. The same instincts that shaped their current CX get applied to AI, and the results follow the pattern, not the technology.
This keynote names those patterns. Six of them, each with a recognisable set of behaviours, a hidden cost, and a reason it keeps reinforcing itself. It ends not with a prediction, but with a decision: which pattern are you in, and what would it take to shift?
The six patterns
The Deflector
AI is being used to remove people, not to build capability. The savings land in the P&L. The customer effort that has been quietly shifted onto customers doesn't land anywhere visible, until it shows up as churn and complaints.
The Sampler
A lot of motion. Very little of it compounds. Pilots everywhere, a few good demos, and nothing that becomes the way the organisation actually works.
The Risk Gatekeeper
Control has replaced progress as the organising principle. Usually a single incident, scaled into a culture.
The Channel Player
Each channel improves. The customer journey doesn't. The bot gets better, the IVR gets better, and the customer still repeats themselves three times.
The Over-Designer
The strategy is excellent. Reality hasn't been consulted yet. Beautiful frameworks that meet the operation for the first time on go-live day.
The Orchestrator
The rare one. AI treated as connective tissue across the system, not as a cost lever, a pilot, a channel tool, or a theoretical exercise. The work here is making it durable.
What the audience leaves with
- A shared language for talking honestly about where the organisation really is with AI in CX
- A clear read on which pattern they are in, and what it is costing them
- The specific moves that shift an organisation out of its default pattern
- A reason to stop measuring AI success by containment and deflection alone
The interactive version runs the AI Health Check live with the room, so the audience sees its own pattern distribution on screen. It works particularly well for leadership offsites and executive roundtables.

Frequently asked questions
What is the Six Patterns keynote about?
It is an AI in CX keynote by Ben Farrell built around six behavioural patterns (the Deflector, the Sampler, the Risk Gatekeeper, the Channel Player, the Over-Designer, and the Orchestrator) that explain why most AI in customer experience underperforms, and what it takes to shift.
Who is the Six Patterns keynote for?
Leadership, CX, contact centre, and technology audiences. It runs 45 to 60 minutes and has an interactive version that uses Ben's AI Health Check diagnostic live with the audience.
